It is not the same as awareness, satisfaction, a purchase, or a recommendation. To measure it credibly, a business must first define which part of trust it wants to know about—perceived trustworthiness, intention to rely, or actual trusting behavior—then use a consistent, validated measure with the right audience.
The practical sequence is: define the decision, choose the construct and scale, survey customers and relevant non-customers, analyze the dimensions separately, track the same instrument over time, and compare trust with business outcomes without treating those outcomes as trust itself.

What brand trust means
Brand trust is the expectation that a brand will be reliable and act in the customer’s interests in situations that carry risk. A concise definition attributed to Delgado-Ballester and colleagues (2003) describes it as “the confident expectation of the brand’s reliability and intentions in situations entailing risks to the customer” (p. 37).
Risk can be financial, practical, social, privacy-related, or emotional. A customer risks money when paying for an unfamiliar service, time when switching providers, personal data when opening an account, and reputation when recommending a product to someone else. Trust is the belief that makes reliance feel acceptable despite that uncertainty.

There is no single operational definition that every brand-trust scale measures. Some instruments measure beliefs about whether a brand is trustworthy; others measure a person’s willingness or intention to depend on it; still others infer trust from reported behavior. A score is interpretable only when the business states which of these it represents.
The four parts of a trust process
A useful conceptual map separates four stages. They are related, but they should not be treated as interchangeable variables.
1. Propensity to trust
This is a person’s general tendency to trust companies or other people. Two customers can receive the same brand experience yet give different trust ratings because one is broadly cautious and the other is naturally more willing to rely on institutions. Propensity is a characteristic of the trustor, not evidence that a particular brand has earned trust.
2. Perceived trustworthiness
This is the customer’s assessment of the brand. Common facets are:
- Competence: the brand can deliver what it promises.
- Integrity: the brand keeps commitments and behaves according to acceptable principles.
- Benevolence: the brand considers the customer’s welfare rather than exploiting vulnerability.
- Predictability: the brand behaves consistently enough for a customer to know what to expect. Scholars differ on whether predictability belongs inside trustworthiness or should be analyzed separately.
3. Intention to rely
This is the customer’s willingness to place something at stake with the brand—for example, to share information, prepay, follow advice, or choose the brand for an important need. It is a forward-looking intention, not proof that reliance occurred.
4. Actual trusting behavior
This is what the person does: completes a risky purchase, renews a service, shares requested data, follows a recommendation, or gives the brand another opportunity after a problem. Behavior is valuable evidence, but the same action can have other causes, such as a contract, lack of alternatives, a discount, or convenience.
Why the definition matters to a business
Trust scores guide different decisions depending on their construction. A product team may need to know whether customers believe the service is competent. A privacy team may need to know whether people are willing to share data. A retention team may examine whether existing customers will continue relying on the brand. Combining all of these into one unlabeled “trust” number can hide the specific weakness that needs fixing.

Trust is associated in the academic literature with outcomes such as loyalty and purchase intention. Those outcomes remain separate measures. A purchase, repeat purchase, recommendation, or high share of wallet is not a direct measure of perceived trustworthiness. Measure trust and business outcomes independently, then test whether and how they move together in your market.
How to measure brand trust: an eight-step process
- State the decision the measurement will support. Write the decision in one sentence, such as “Should we change the returns promise?” or “Is reluctance to share data limiting adoption?” This prevents a broad, unfocused questionnaire.
- Name the construct. Specify whether the primary result is perceived trustworthiness, intention to rely, or reported behavior. If more than one is needed, create separate sections and separate scores.
- Choose a published scale that fits. A 2003 study developed and psychometrically validated a multidimensional brand-trust scale. Later work has proposed contemporary scales, but no scale is automatically valid for every category, country, or decision. Check the dimensions, wording, population, and category for which a measure was developed before adopting it.
- Do not silently rewrite validated items. Changing wording, response options, translation, or the order of questions can alter what an item measures. If adaptation is necessary, document the changes and describe the resulting instrument as adapted rather than presenting it as the original validated scale.
- Define the audience. Existing customers can report on direct experience. People who know the brand but have not bought can answer a different question about reputation and willingness to consider it. The 2025 practitioner study by Griffin, Elphinstone, Sands, and Pallant identified comparisons between customers and non-customers as useful. Set eligibility rules before fieldwork.
- Field the survey consistently. Keep the instrument, population definition, recruitment method, and timing rules stable when tracking change. Record any alterations so that a later score is not mistaken for a genuine trend.
- Analyze dimensions before the overall score. Inspect competence, integrity, benevolence, predictability, reliability, security, or other dimensions included in the chosen scale. A total can look healthy while one critical dimension is weak.
- Connect trust to outcomes separately. Collect behavioral or commercial measures—such as renewal, conversion, complaint rate, or recommendation—and examine their relationship with the trust scores. Do not substitute an outcome for the construct.
What should a brand-trust survey ask?
Question wording must follow the chosen construct. The examples below illustrate the distinction; they are not a universal validated questionnaire.
Perceived trustworthiness items
- “This brand keeps the promises it makes.”
- “This brand has the ability to deliver what it offers.”
- “This brand acts honestly when something goes wrong.”
- “This brand takes customers’ interests into account.”
Ask respondents to rate agreement on a defined scale, such as 1 to 5 or 1 to 7, and keep the same anchors in every wave. Do not call the average a validated trust score unless the complete instrument has appropriate validation evidence.
Intention-to-rely items
- “I would rely on this brand for an important purchase in this category.”
- “I would feel comfortable sharing the information needed to use this service.”
- “If I had to choose today, I would depend on this brand rather than an unfamiliar alternative.”
These questions capture willingness, not a completed transaction. Make that distinction visible in the survey design and reporting.

- Whether the respondent completed a purchase that required prepayment or data sharing.
- Whether an existing customer renewed after a service issue.
- Whether the respondent followed the brand’s recommendation or referred another person.
Pair behavioral data with a direct trust measure where possible. A behavior-only dashboard cannot tell whether the action reflected trust, switching costs, habit, or a temporary incentive.
Comparing measurement approaches
Use the following decision table when selecting or reviewing an instrument. “Not stated” means the cited material does not establish a universal value; it is not a missing number to be guessed.
| Approach | What it captures | Strength | Main risk | Best use |
|---|---|---|---|---|
| Multidimensional trustworthiness scale | Beliefs such as competence, integrity, and benevolence | Shows which perception is strong or weak | Dimensions may not fit every category; validation evidence may be limited for a new population | Diagnosing reputation and experience problems |
| Intention-to-rely scale | Willingness to depend on the brand in a future situation | Directly relevant to adoption and high-risk choices | Intentions can fail to become behavior | Pre-launch, switching, privacy, and consideration decisions |
| Behavioral indicators | Observed or reported reliance, renewal, sharing, or referral | Closer to what customers actually do | Behavior has causes other than trust | Validating whether trust perceptions have practical consequences |
| Single overall trust item | A respondent’s global impression | Short and easy to trend | Hides weak dimensions and makes the construct ambiguous | Only when time is severely constrained and the wording is explicit |
| Mixed index combining beliefs, intentions, and behavior | Several trust-related signals in one number | Convenient executive summary | Elements are not interchangeable; changes are difficult to interpret | Use only with transparent sub-scores and documented weighting |
The 2025 review of brand-trust measurement specifically warns that some measures blend distinct elements. A convenient composite should therefore sit below clearly labeled sub-scores, not replace them.

Category and country context can change the scale
Category risk affects which dimensions matter. Roest and de Graaf’s 2023 contemporary-scale contribution used four studies across two high-involvement categories—mobile phones and fashion clothing—and proposed reliability and security dimensions. That research program does not establish that the same wording transfers unchanged to financial services, healthcare, subscriptions, or every country.

Hegner and Jevons (2016) reported a scale influenced by competence, predictability, and benevolence/integrity across Germany, India, and South Africa. The three-country finding supports testing whether a measure functions similarly in each market; it does not prove automatic equivalence for every language or culture.
Before comparing countries, test translation quality, response-scale interpretation, and whether respondents understand the scenarios in the same way. If equivalence is not established, report each market separately rather than presenting a misleading global ranking.
Sampling customers and non-customers
Start with an eligibility question that separates current customers, former customers, aware non-customers, and people unfamiliar with the brand. Their answers serve different purposes:
- Current customers: can evaluate delivery, support, billing, and recovery after a problem.
- Former customers: can reveal whether a trust breach or unmet promise contributed to leaving.
- Aware non-customers: can indicate whether reputation is strong enough to support consideration before experience exists.
- Unaware respondents: usually cannot provide a meaningful brand-trust judgment; use them for awareness measurement instead.
Set quotas or weighting rules in advance if the business needs comparisons by age, region, product type, tenure, or customer value. Keep those definitions stable for tracking. A sample recruited only from highly engaged customers can overstate trust, while a broad population sample may contain too few people with relevant experience.

Scoring, reporting, and trend analysis
Predefine how responses become a score. For an internal 1-to-7 agreement scale, a business might report the mean for each dimension, the share selecting the top two categories, and the distribution of answers. That is an illustrative reporting choice, not a universal benchmark. State the scale anchors, exclusions, weighting, field dates, and sample definition beside every result.
Report uncertainty and practical differences rather than ranking tiny movements as meaningful. Keep the questionnaire and fielding approach unchanged when monitoring a trend. If wording, sampling, mode, or category mix changes, mark the break in the series and avoid attributing the difference solely to a change in trust.

Use a dashboard with at least four layers:
- Dimension scores for the selected trustworthiness facets.
- Intention-to-rely results for the decisions that involve risk.
- Behavioral outcomes collected independently.
- Breakdowns by customer status, product, market, and relevant experience.
Look for patterns, not just a headline average. For example, high competence but low benevolence suggests a different remedy from low competence and high integrity. A large customer/non-customer gap may indicate an experience problem; equal scores may point to an awareness or positioning issue instead.
Common mistakes and how to correct them
Calling every positive outcome “trust”
Problem: treating sales, renewal, or recommendation as direct trust measures.
Recommended Free Tools
Correction: collect a trustworthiness or reliance measure and analyze the outcome alongside it.
Using an unlabeled single score
Problem: executives cannot tell whether a change reflects integrity, security, competence, or willingness to rely.
Correction: publish the construct definition, dimensions, item wording, and scoring rule.
Mixing customers with people who have no experience
Problem: an overall result combines informed experience with advertising impressions.

What the evidence supports—and what it does not
The 2025 practitioner study interviewed 11 experienced commercial researchers, including agency and client-side participants. That sample is useful for understanding professional practice, but it is exploratory and not a representative estimate of all businesses. Its practical lesson is to clarify what a measure captures and to consider both customer and non-customer perspectives.
The 2003 multidimensional scale provides a foundation for measuring brand trustworthiness, while the 2023 and 2016 contributions show why category and country context deserve separate checks. Together, these studies support disciplined construct definition and validation; they do not yield a universal score threshold, global ranking, or guaranteed return on investment.
A defensible measurement plan
A credible brand-trust program produces an interpretable answer to a specific decision: which audience was asked, what kind of trust was measured, which dimensions were included, how the scale was validated or adapted, and how the result relates to behavior. Treat trust as its own construct, keep outcomes separate, and preserve the same definitions when tracking change. That discipline turns a vague reputation number into evidence a business can act on.
