Automate messages from job-status or ETA events where possible, let customers choose a usable contact channel, and track failed contacts and resulting calls or complaints. Do not promise live tracking or a precise ETA unless your system has current route data.
Build updates around the stages of a job
A repeatable sequence is more reliable than asking technicians to remember every message while working. Configure the field-service system to send routine updates when job status or ETA changes, with a clear owner and fallback for messages that fail.
- At booking: Confirm the date, service window, address, and the customer’s preferred channel. Include a straightforward way to confirm or request a different time.
- Before the visit: Send a reminder at an interval that suits the service and customer. Oracle’s field-service documentation gives a day-before reminder as an example, not a universal rule: Oracle notification configuration.
- When dispatched: Send an “on the way” message with the best available ETA. Include a tracking link only when location tracking is active and working.
- When the estimate changes: Notify the customer promptly with the revised ETA or explain that the arrival window has changed. Offer rescheduling when the revised timing no longer works.
- At arrival: Send an arrival confirmation if it fits the service workflow. This helps clarify whether the technician has reached the customer’s location and is ready to begin.
- After completion: Confirm the work is complete, ask for feedback or whether the service is working, and identify any open issue that needs follow-up.
Oracle documents configurable notification scenarios for these kinds of job stages, including SMS and email options. Exact labels and behavior depend on the system’s configuration. For example, its documented live-tracking workflow requires the technician to start the route—using an action such as “On My Way”—to share live position and ETA through the WMT page. Make the message usable for the customer
Ask which contact method the customer can actually receive, and support more than one where practical. SMS and email are common system options; phone calls or other channels may be needed for customers who do not use apps or cannot receive texts. Industry guidance from IFMA recommends giving customers channel options and coordinating communication through a shared platform: IFMA field-service communication guidance.

Keep operational messages brief and specific. A useful delay notice says what changed, gives the best current estimate or revised service window, and tells the customer what to do if that timing does not work. Avoid sending a bare “technician delayed” message with no next step. Ensure customers can confirm or reschedule without having to call if an online or reply-based option is available.
Use accurate ETAs, not false precision
An ETA is only as current as the route and job data behind it. If dispatch has not received a technician’s status or location, label the time as an estimate or provide a service window rather than implying live tracking. If a tracking link is stale, unavailable, or dependent on a worker action that has not occurred, do not present it as live.

Set operational rules for when an update is triggered: for example, a dispatch status change, a material ETA shift, or a missed arrival window. The threshold and timing should fit the service’s travel patterns and customer commitments; the cited sources do not establish one universally correct interval or threshold.
Choose systems by their communication controls
When evaluating field-service software or improving an existing setup, check whether it can support the whole communication chain—not merely send a one-time appointment text.

- Channels: Does it support the channels your customers use, and alternatives for people who cannot use an app?
- Event triggers: Can reminders, dispatch notices, ETA changes, arrival confirmations, and completion follow-ups be triggered by job events?
- ETA source and freshness: Can staff tell whether an estimate is based on current route data, and whether tracking has actually started?
- Customer actions: Can customers confirm, ask a question, or reschedule through a clear path?
- Delivery and escalation: Are delivery failures logged, and can the system flag a message for a manual call or other follow-up?
- Shared job context: Can dispatch, the technician, and customer service see the same appointment and communication history?
IFMA recommends integrating customer communication into a shared platform rather than treating it as a disconnected task. Oracle’s documentation illustrates event-based configuration, but capabilities and setup vary across products and deployments.
Measure missed connections and fix their causes
Sending more messages is not proof that customers received useful updates. Log communication outcomes alongside job outcomes, then review recurring failures with dispatch and customer service.

- Messages sent, delivered, bounced, or otherwise failed
- Missed connections, customer no-shows, and appointments that had to be rescheduled
- Calls or messages asking where the technician is
- Complaints about late, unclear, or missing updates
- Customer feedback after the visit and unresolved follow-up issues
Look for patterns by channel, job stage, route, or type of service. A cluster of ETA calls may point to stale estimates; repeated delivery failures may mean contact details or channel choices need attention; frequent rescheduling after delays may require better scheduling buffers or earlier outreach. IFMA’s guidance supports tracking and improving the workflow, while J.D. Power’s research shows why communication is worth monitoring—but neither establishes that a particular message sequence will cause the same result in every business.

J.D. Power’s 2019 U.S. residential telecom in-home technician study included 4,391 responses and was fielded from December 2018 through January 2019 among people who had a technician visit in the prior six months. In that study, 92% of customers who received a notification said the technician arrived on time, compared with 73% of those who did not receive one. The release also reported an 86-point increase in overall satisfaction when customers were contacted on appointment day before the technician arrived. These are associations in a specific industry and study, not proof that notifications caused punctuality or satisfaction: J.D. Power 2019 study release.

The same study reported scheduling-experience satisfaction scores by notification channel: app 876, email 836, text 809, phone representative 799, and automated phone 795. These are scores from that study, not universal channel preferences or a ranking that every service provider should copy.
A 2014 CSG survey of 400 U.S. consumers found that 89% preferred a location/ETA tracking tool for a home-service visit; 56% preferred a mobile alert and 35% a text alert for a late technician; and 97.5% wanted more scheduling control and alternatives to calling providers. These results are historical and specific to that survey population, so use them as context rather than a current forecast of your own customers’ preferences: CSG survey announcement.
There is no established current, universal missed-update rate in these cited findings. For that reason, measure your own delivery failures, ETA inquiries, rescheduling, missed connections, and feedback instead of using an old cross-industry figure as a target.
