Why a human-in-the-loop model matters

  2. Set a baseline before launch. Define response time, full resolution, repeat contact, escalation, customer satisfaction and cost consistently across the channels in scope.
  3. Connect automation to the system of record. Ensure cases, customer context and agent handoffs remain coherent rather than creating disconnected bot conversations.
  4. Set confidence and escalation rules. Decide which requests the system may answer, when it must ask for clarification and when it must hand control to a person.
  5. Pilot by issue, region and language. Compare quality across groups and retain a path to revert a workflow if performance degrades.
  6. Measure outcomes beyond containment. Track reopens, transfers, complaints, repeat contacts and safety incidents alongside automation rates.
  7. Calculate net cost. Compare realized labor capacity or avoided expense with licensing, integration, oversight and ongoing support.

This framework also exposes why headline metrics need context. Lower escalation could mean better resolution, but it could also mean that customers were less able to reach a specialist.
